Customer journey mapping creates a visual representation of every interaction between a customer and your brand. It reveals gaps, friction points, and opportunities that are invisible from inside the organization.
Start with research, not assumptions. Interview actual customers about their buying process. Review analytics data showing common page flows. Survey recent purchasers about their decision timeline. The journey you imagine is rarely the journey customers actually take.
Define your journey stages. A common framework: awareness (discovering they have a problem), consideration (researching solutions), decision (evaluating specific options), purchase (completing the transaction), and retention (ongoing relationship).
Map touchpoints at each stage. Where do customers encounter your brand? What information do they need? What actions do they take? What emotions do they experience? What friction do they encounter? Document each touchpoint with specifics, not generalities.
Identify moments of truth — the critical touchpoints that disproportionately influence the decision. For a SaaS company, the product demo might be the moment of truth. For a restaurant, it might be the first Google review they read. Focus optimization efforts on these moments.
Map the gap between customer expectations and actual experience. Where does the experience fall short? Where does it exceed expectations? Gaps reveal specific improvement opportunities.
Use the journey map to align marketing, sales, and service teams. Each team sees their role in context of the full customer experience rather than their silo alone.
